ITIL®4 – Mapping the Customer Journey

All service providers are in the business of customer and user experience . It is not enough to compete on products and services, how services are delivered is as important as what is delivered. The  customer journey is the complete end-to-end experience customers have with one or more service providers and/or their products through the touchpoints and service interactions with those providers. In order to focus on the outcomes and on the customer/user experience, service providers are seeking to master the art of mapping their customer journey. Doing so allows them to maximize stakeholder value through co-creation of value throughout the entire value chain . The customer journey begins by understanding the overall macro-level of steps or groups of activities that generate the need for interaction between the customer and the service provider. These activities begin at “Explore” and end with “Realize” where the value is actually being consumed by the end-users.   Copyright ©

How Does ITIL Help in the Management of the SDLC?

I was recently asked how ITIL helps in the management of the SDLC (Software Development Lifecycle).  Simply put... SDLC is a Lifecycle approach to produce the software or the "product".  ITIL is a Lifecycle approach that focuses on the "service". I’ll start by reviewing both SDLC and ITIL Lifecycles and then summarize: SDLC  -  The intent of an SDLC process is to help produce a product that is cost-efficient, effective and of high quality. Once an application is created, the SDLC maps the proper deployment of the software into the live environment. Too often, IT professionals jump from strategy right into implementation without doing the proper due diligence in collecting, analyzing and recording detailed customer requirements. The ITIL Service Design book defines three levels of requirements: Functional, Management / Operational and Usability. It gives us in-depth descriptions of Functional requirements and Management/Operational requirements but leaves me a bit empty when it comes to Usability requirements. The definition is as follows, “The primary purpose of usability requirements is to ensure that the service meets the expectations of its users with regard to its ease of use. One of the questions I am often asked is, "How do we calculate the Return on Investment (ROI) of our ITIL Implementation". In a previous blog I wrote about the need for a high performance Service Desk.   So what do we get in terms of business benefit? The value statement in IT terms is reduced re-work, less down time, better utilization of higher cost resources (knowledge management), increased stability, reliability, availability  and predictable levels of IT services. So the question is how do we effectively communicate the business benefit of our support efforts? People ask me why I think that many designs and projects often fail. The most common answer is from a lack of preparation and management. Before my life as an ITSM professor, I was responsible for delivering the monthly reports on IT at a large specialty retailer organization with multiple remote locations in several states across America.   I delivered many of the standard reports for Service Desk, Change Management and System Availability.   System availability was a standard report that reviewed from a system / hardware perspective just how available the systems and their supporting components were throughout the month.   This was delivered in percentages and the goal was to maintain 100% infrastructure availability. Leadership Lessons from Fusion 2011

Having recently attended the Fusion 11 conference in Washington DC, I came away with some key insights that I thought I would pass along. The event brought together the worlds of IT Service Management and Help Desk in a great mix of information sharing and learning through breakout sessions and emotion and motivation in the form of five fantastic keynotes. One of the sessions I attended talked about being a leader in an ever globalizing world. The presenter shared her knowledge and wisdom of how to build a framework of leadership by embracing diversity and different cultures. A couple key take-aways: “I’m different, like you” : Understand that we all have different cultures, backgrounds, knowledge and experience that make us important and unique individuals. Rule of Law

Too often I encounter learners who struggle with the concept of governance. This idea does not need to be difficult to understand nor to implement. The idea of governance is based on an older idea known as "rule of law". This idea arose in the Enlightenment and has driven modern civilized society ever since. The understanding of the rule of law is that everyone (people and businesses) is subject to rules and regulations that keep mankind from descending into chaos and anarchy. Governance is simply the modern terminology for this concept. Other terms we use in this same sense are "management" and "control". Governance at its heart has two basic forms. The first is Governance ("Big G").
