Communication has always been a key principle for service providers and this ITIL 4 Guiding Principle “Collaborate and Promote visibility” takes us to new heights. Encouraging staff and giving stakeholders the opportunity to develop this skill, will amalgamate teams in ways we never thought possible.  This guiding principle also represents the influence of Agile, DevOps, and LEAN on ITSM and best practices. A pillar of Agile is to be “transparent” and LEAN encourages making work visible in order to remove waste and increase flow. Both collaboration and being transparent are a key focus of DevOps integrated teams in order to ensure a continuous delivery pipeline. We are all customers of someone right?  What was your last customer experience like?  Was it so good that it completely changed how you thought about the product or the organization you were receiving services from? On the other hand was the service you received so poor that you vowed never to use their products or services ever again.  We have all been in those situations. You may not have realized it, but how that interaction was designed can have a huge impact on the perception you, the customer, walk away with.  I recently read a series of articles in the September issue of Harvard Business Review magazine.  The entire series was titled “The Evolution of Design Thinking” - It’s no longer just for products. National Customer Service Week October 7-11

It’s one of my favorite times of year…time for us to get ‘ United through Service ,’ which is this year’s theme for National Customer Service Week, according to the International Customer Service Association. National Customer Service Week (NCSW), held October 7-11 in 2013, is designed to raise awareness of customer service and the vital role it plays within an organization. It is also an opportunity to say thank you to those who work in customer service for a job well done. Organizations take part in NCSW by hosting events in their workplace.  These events can be large or small, serious or fun, they can be held all through the week or just on one day…. I recently read a very interesting article in the June 2, 2012 Technology Quarterly edition of The Economist magazine.     There is a new trend in technical and customer support that relies heavily on the contributions from actual customers, “Unsourcing” involves the use of online communities to enable peer – to – peer support among users.   Instead of speaking to a paid internal or outsourced service desk analyst, customers post issues to a central forum and wait for answers from experienced users.     To create unsourced communities, companies are setting up discussion groups on their website or leveraging social networks like Facebook and Twitter.  As you can imagine, the savings can be considerable. Gartner estimates that user communities can reduce support costs by as much as 50%.   When Tom Tom, a maker of satellite navigation systems, switched to social support, members handled 20,000 cases in the first month , saving the firm around $150,000.   Best Buy has instituted an

Adding Value - GIVE EM THE PICKLE

Recently I was having a discussion with a colleague. The discussion centered on value, what it means and how we deliver it to customers and users of IT Services. One particular part of the discussion focused on how you can easily add value in small increments that combine to bring satisfaction to customers. My colleague mentioned an interesting idea from a restaurateur named Bob Farrell, the founder of a chain of Ice Cream Parlors. He sold the chain and became a motivational speaker based on what he learned from the restaurant industry and how to drive better value and customer satisfaction. Bob had once received a letter from a customer indicating loss of satisfaction when the server was going to charge him for a single pickle slice to go with his burger. Celebrating National Customer Service Week (Part 2)

It’s National Customer Service Week (NCSW). Held every year during the first week in October, NCSW provides an excellent opportunity to explore ways to better serve your customers. A great starting point is ensuring your policies, processes and procedures are customer friendly. What does that mean? Be a customer for a moment. What are the things that drive you crazy? Here is my list of pet peeves, along with a few suggestions. Limited options – Every process begins with a trigger. For IT organizations, a common trigger is a call to the Service Desk to report an incident or submit a service request. Times have changed. Increasingly customers want the ability to use other channels such as email, self-help via the internet, chat, and in many cases, all of the above. There are currently four generations in the work place, all who have very different expectations and desires in terms of how they obtain support. Are your processes keeping up with the times? Surveys, focus groups and needs a
